MB-230 Quick Quiz — 10 Questions

Question 1

You need to ensure that when a case is escalated, a specific manager is automatically notified. Which mechanism should you use?

Accepted Answer

Power Automate cloud flow. Power Automate flows are the ideal tool for cross-functional notifications triggered by data changes in Dynamics 365. By creating a flow that monitors for the 'Escalation' flag on a case, the system can trigger an email notification to the specified manager instantly. This ensures that leadership is aware of urgent issues immediately, facilitating timely intervention and preventing potential customer dissatisfaction or SLA breaches through proactive management and better visibility into critical support items.

Answer

SLA Failure actions

Answer

Routing rule set

Answer

Automatic record creation rule

Question 2

An organization wants to analyze why certain work items are spending a long time in the queue before being assigned. Which tool should the consultant use to find this information?

Accepted Answer

Omnichannel Historical Analytics dashboard.. Omnichannel Historical Analytics provides comprehensive reports on routing and queue performance. By analyzing metrics like average wait time and abandonment rates, managers can identify bottlenecks in the routing logic or gaps in agent availability, allowing for data-driven adjustments to the configuration.

Answer

The Routing Diagnostics tool in the admin center.

Answer

The Power Platform Admin Center usage reports.

Answer

Live reaching out to agents via the Presence report.

Question 3

A customer service manager wants to ensure that cases are automatically assigned to the agent with the lowest current workload. Which feature should you implement to achieve this routing requirement?

Accepted Answer

Assignment methods within Unified Routing. Unified Routing with assignment rules based on capacity profiles is the standard approach for load balancing in Dynamics 365. By defining capacity profiles, the system tracks how many units of work an agent is handling. This ensures that the assignment engine considers the current workload, preventing agent burnout and improving service efficiency by distributing tasks logically based on real-time availability rather than simple round-robin assignment logic.

Answer

Queue routing rules

Answer

Automatic record creation rules

Answer

Power Automate cloud flows

Question 4

Your organization requires that when a case is created with a priority of High, the SLA timer must pause automatically if the case status changes to Waiting on Details. How should you configure this requirement?

Accepted Answer

Configure an SLA configuration record with a pause condition where Case Status equals Waiting on Details.. Configuring SLA Pause conditions within the Customer Service admin center allows organizations to define specific status values that temporarily halt time tracking. This ensures agents are not unfairly penalized against service-level agreements while waiting for necessary customer inputs or third-party vendor responses.

Answer

Create an automatic record creation and update rule that modifies the SLA KPI definition when status changes.

Answer

Define a custom Power Automate cloud flow that recalculates the warning and failure times whenever the case status changes.

Answer

Implement an escalation path in the entitlement setup to suspend the SLA KPI instance.

Question 5

You need to automate the creation of cases from incoming emails. What is the most efficient way to achieve this in Dynamics 365 Customer Service?

Accepted Answer

Automatic record creation rules. Automatic Record Creation (ARC) rules are the native, highly configurable way to convert emails into cases. By using ARC, you can define specific conditions under which a case should be created, map email fields directly to case attributes, and automatically link the case to the correct customer record. This streamlined approach minimizes manual data entry, ensures no customer requests are missed, and significantly speeds up the initial case intake process for the support team.

Answer

Manual data entry by agents

Answer

Custom plugin development

Answer

Case Merge settings

Question 6

Contoso Ltd. uses Dynamics 365 Customer Service. Support agents frequently encounter recurring customer issues where the resolution steps are identical. Management wants agents to quickly capture these successful resolutions and apply them to future cases without retyping notes. Which feature should you configure to meet this requirement?

Accepted Answer

Knowledge management and article templates. Configuring knowledge management allows agents to easily create articles from resolved cases and search them during active troubleshooting. Knowledge articles streamline service delivery by providing standardized solutions to recurring problems, reducing handling time, and ensuring consistent communication across the customer service team in Dynamics 365.

Answer

Case creation and update rules

Answer

Parent-child case settings

Answer

Unified routing diagnostic tools

Question 7

A support supervisor wants to ensure that agents handling high-priority VIP customer phone calls do not receive simultaneous chat sessions, while standard agents can handle up to three concurrent chats. How should a functional consultant implement this requirement?

Accepted Answer

Create separate capacity profiles and assign them to the respective user records.. Capacity profiles allow administrators to define distinct workload limits and assign them to specific users or groups based on role requirements. Creating separate capacity profiles for VIP phone agents and standard chat agents ensures correct concurrent work restrictions and prevents performance degradation.

Answer

Modify the global workstream timeout settings in the Customer Service admin center.

Answer

Configure advanced unified routing diagnostic rules with custom JavaScript web resources.

Answer

Assign different security roles that restrict queue access permissions.

Question 8

Refer to the exhibit. An administrator has configured the routing logic shown in the JSON snippet. A new case is created where the priority is set to 'High' (value 1) and the customer is a 'Contact'. Which of the following statements correctly describes what will happen to this case?

Accepted Answer

The case will not be routed by this specific rule because the customer type condition is not met.. The routing rule logic uses an implicit 'AND' condition for the fields defined in the conditions array. Because the case's customer is a 'Contact' rather than an 'Account', the second condition fails. As a result, the rule will not trigger, and the case will fall through to the next rule in the set or the default queue.

Answer

The case will be routed to the 'Priority Tier 1' queue because the priority is High.

Answer

The case will remain unassigned and will not be moved to any queue.

Answer

The rule will fail to evaluate because 'customerid_type' is not a valid field for routing.

Question 9

A supervisor notices that certain cases are being routed to the 'General' queue instead of the 'Specialized' queue, even though they meet the criteria. Upon investigation, you find multiple routing rules with overlapping conditions. How does the Unified Routing engine decide which rule to apply?

Accepted Answer

It evaluates rules in the order they appear in the rule set and stops at the first match.. The order of rules in a routing rule set is critical because the engine evaluates them sequentially from top to bottom. Once a work item matches the criteria of a rule, the engine executes that rule's action and stops further evaluation, making the sequence a primary factor in routing outcomes.

Answer

It applies the rule that was most recently created.

Answer

It applies all rules that match and uses the last one in the list.

Answer

It uses a weight-based system to determine the most 'accurate' rule match.

Question 10

Refer to the exhibit. A consultant is reviewing a session template configuration for cases. What will be the result when an agent opens a case record using this template?

Accepted Answer

A new session will start, and the 'incident_customer_summary' tab will be the anchor.. The exhibit defines the behavior of an entity-based session. The 'msdyn_anchortab' field is crucial as it specifies which application tab will be the primary, non-closable tab for the session. In this case, the 'incident_customer_summary' tab will be the first thing the agent sees and cannot be closed.

Answer

The session will open with the customer's account form as the main tab.

Answer

The agent will be prompted to choose which tab to anchor before the session loads.

Answer

The session will fail to load because the session type is set to 'entity'.
