CIS-CSM Hard Questions — 25 Difficult Questions

Question 1

An organization notices that community search results are returning outdated and low-quality posts. Which feature should an administrator configure to improve search relevancy for community content?

Accepted Answer

AI Search search profile configurations and search sources. AI Search search profiles, stop words, synonyms, and result improvement rules can be configured to tune search relevancy for community content.

Answer

UI Actions on the Incident table

Answer

Dictionary search flags on the task table

Answer

Email notification templates

Question 2

An organization requires that when a CSM case SLA is paused, the elapsed time calculation must exclude non-business days and hours, but when the SLA is running, it should use a 24x7 schedule. Can an SLA definition use different schedules for running and paused states?

Accepted Answer

No, an SLA definition references a single schedule that governs the calendar calculation for duration and elapsed time.. Standard SLA definitions accept a single schedule per definition record.

Answer

Yes, by attaching two conflicting workflows simultaneously.

Answer

Yes, by checking the 'Dual Schedule' checkbox on the Task SLA form.

Answer

Yes, by configuring separate schedules in the Advanced SLA property table.

Question 3

An administrator is troubleshooting a scenario where community discussions are not appearing in Contextual Search results during case creation. Which table must be indexed or included in the Contextual Search table configurations to resolve this issue?

Accepted Answer

sn_communities_content. Contextual Search search sources must explicitly include the community content table (typically sn_communities_answer or related question/blog tables) to enable deflection.

Answer

kb_knowledge

Answer

sn_customerservice_case

Answer

sys_user

Question 4

A CSM project requires an SLA to pause whenever a Case is placed in the 'Awaiting Vendor' state. Where must this pause condition be configured so that the Task SLA engine recognizes it?

Accepted Answer

In the SLA Definition record using the Pause condition field. Pause conditions are configured directly within the SLA Definition record using the Pause condition builder.

Answer

In a Business Rule running on the Task SLA table

Answer

In the SLA Workflow using a Timer activity

Answer

In the SLA Definition record using the Pause condition field

Question 5

An administrator is configuring Contextual Search to deflect cases using community content. They notice that internal-only community forums are appearing in search results for external consumers. How should the administrator fix this security exposure?

Accepted Answer

Ensure search sources and community forum user criteria exclude external consumers from internal forums. Contextual Search search sources respect user criteria and access controls, but search source configurations must ensure that restricted tables or forums apply appropriate query constraints.

Answer

Delete all search sources and rely entirely on global text search

Answer

Add a client script to hide search results in the browser DOM

Answer

Disable Contextual Search globally during business hours

Question 6

An enterprise CSM deployment requires that when an SLA reaches its breach time, a high-priority incident is automatically created via an SLA workflow. Which activity should be added to the SLA workflow to achieve this?

Accepted Answer

Create Task activity configured to target the Incident table. The Create Task activity in Workflow editor allows the automated creation of records like incidents when an SLA breaches.

Answer

Notification activity with incident payload mapping

Answer

SLA Breach Action business rule

Answer

Run Script activity using current.insert() on the Incident table

Question 7

An implementation specialist needs to ensure that when a Customer Service Case is reopened, any previously breached SLA is ignored and a new SLA instance is generated. Which SLA engine property or setting controls this behavior?

Accepted Answer

Define a custom SLA Reset Rule associated with the SLA Definition. The Retroactive start and Replay features, along with legacy properties like com.snc.sla.retroactive.complex, dictate how task SLAs react to state changes and reopening.

Answer

Configure SLA Workflow Retroactive Pause parameters

Answer

Set the Retroactive start checkbox on the SLA definition and define appropriate reset conditions

Answer

Modify the 'com.snc.sla.engine.version' system property to legacy mode

Question 8

An administrator is troubleshooting why an SLA timer is incorrectly continuing to run while a CSM Case is in a paused state. Which THREE common configuration issues should the administrator investigate? (Choose three.)

Accepted Answer

The Case state value being used in practice does not match the backend choice value specified in the pause condition.. Investigate pause condition syntax, active pause states, and conflicting definitions.

Answer

The system property com.glide.sla.pause_enabled is set to false.

Answer

The Task SLA table has read-only ACLs preventing the state update.

Question 9

When a case is linked to a problem, what is the default behavior regarding the case's 'State' field when the problem is resolved?

Accepted Answer

The case state remains unchanged. In ServiceNow CSM, resolving a problem does not automatically change the state of linked cases. The case state remains unchanged unless an agent explicitly performs a cascade resolution action. This is the default behavior — linkage is informational and does not force state transitions.

Answer

The case automatically closes

Answer

The case is moved to 'Pending'

Answer

The case is moved to 'Work in Progress'

Question 10

During a CSM implementation, an engineer writes a custom script to manually insert a Task SLA record. What core engine feature might be bypassed or corrupted if Task SLAs are created manually instead of letting the SLA engine handle them?

Accepted Answer

Automatic schedule calculation, stage progression, and workflow attachment managed by the SLA engine.. The SLA engine automatically evaluates definitions, conditions, and schedules. Manual creation bypasses schedule calculations and workflow attachments.

Answer

The system will throw a severe security exception due to table-level ACL restrictions.

Answer

Dictionary overrides on the task_sla table will fail to load.

Answer

The scheduled job processor will immediately delete the manually inserted record.

Question 11

When linking a Case to a Problem record, what are THREE distinct benefits or behaviors enabled in CSM? (Choose three.)

Accepted Answer

Allowing multiple customer cases to be tied to a single root-cause problem record. Option A is correct because the core purpose of Case-to-Problem linking in CSM is to associate many individual customer cases with one Problem record that represents the shared root cause, enabling consolidated investigation. Option D is correct because, when configured, the Problem record can expose investigation status to linked customers, giving them visibility into the underlying issue without requiring per-case updates. Option E is correct because linking supports propagating updates or a resolution from the Problem down to its linked Cases, so resolving the root cause can cascade to all affected cases. Option B is not correct because problem work notes are internal and are not automatically inherited as customer-facing case comments. Option C is not correct because linking never purges linked cases from the database; cases remain as records for tracking and history.

Answer

Automatically inheriting problem work notes into customer-facing case comments

Answer

Automatically purging all linked cases from the database immediately

Question 12

Which THREE configuration steps are involved when setting up gamification and reputation management in CSM communities? (Choose three.)

Accepted Answer

Defining point values for specific community actions (e.g., creating a post, receiving an upvote). Option A is correct because gamification in CSM communities starts with defining point values for specific community actions such as creating a post or receiving an upvote, which drives user engagement scoring. Option B is correct because reputation rules are configured to translate accumulated points or activity into user tier levels or expert statuses, enabling recognition and progression. Option E is correct because creating custom badges and assigning threshold requirements is a core gamification step that visually rewards users for reaching defined milestones. Option C is incorrect because payroll bonus calculation is an HR/finance function, not part of community gamification or reputation management. Option D is incorrect because changing the core database engine to InnoDB is a database administration task unrelated to gamification configuration.

Answer

Writing custom business rules to calculate payroll bonuses

Answer

Changing core database engine settings to InnoDB

Question 13

A customer service organization requires that whenever a new contact is created for a strategic account, an approval task is automatically generated for the account manager. Which mechanism should an administrator use to implement this?

Accepted Answer

Flow Designer with a trigger on the Contact table. Flow Designer with a trigger on the Contact table is the correct mechanism to automatically generate an approval task for the account manager when a new contact is created for a strategic account. Flow Designer allows defining a trigger on record creation, with conditions to check the account tier, and then create an approval task. This is a declarative, low-code approach suitable for such automation.

Answer

Data Policy

Answer

Client Script

Answer

Account Tier business rule

Question 14

Which THREE actions are available when viewing a Case in the 'Major Case' context?

Accepted Answer

Remove child cases. In the 'Major Case' context, the available actions include B. Remove child cases, which lets you detach linked child cases from the major case without deleting them; C. Add child cases, which lets you associate existing or new child cases to the major case for consolidated tracking; and D. Send broadcast communication, which lets you distribute updates to stakeholders involved in the major case. These three actions support the core purpose of a major case: managing a group of related cases and keeping responders informed. A. Reset the system is not a case-level action but a platform administration function, and E. Delete the major case record is not offered as a standard action in this context because major cases are typically closed or archived rather than deleted.

Answer

Reset the system

Answer

Delete the major case record

Question 15

When utilizing Major Case Management, what happens to the child cases when a state change occurs on the primary Major Case?

Accepted Answer

Child cases are updated based on the 'Major Case Management' configuration properties.. In ServiceNow Major Case Management, when a state change occurs on the primary Major Case, the system propagates that change to all associated child cases according to the rules defined in the 'Major Case Management' configuration properties. These properties specify which fields (such as state) are synchronized and under what conditions, ensuring consistent lifecycle management across the case hierarchy. This automated behavior eliminates the need for manual updates and prevents child cases from becoming out of sync with the primary case.

Answer

Child cases remain unchanged until the agent manually updates them.

Answer

Child cases are automatically closed.

Answer

Child cases are detached from the Major Case.

Question 16

A company requires that when a case is created with a specific product, a related problem record must be automatically created and linked to the case. Where should the administrator configure this automation?

Accepted Answer

Customer Service Flow Designer. Customer Service Flow Designer is the declarative, low-code automation tool in ServiceNow CSM designed to orchestrate multi-step processes such as creating and linking related records. A flow triggered on Case creation can evaluate the product condition and automatically create a Problem record and establish the relationship. This is the recommended approach over custom scripting for maintainability and upgrade safety.

Answer

Business Rules on the Case table

Answer

Client Scripts on Case Form

Answer

Case Action Assignment Rules

Question 17

Which TWO of the following steps are required when configuring automated article suggestions for agents working in CSM Agent Workspace? (Choose two.)

Accepted Answer

Associate the Search Context with the Workspace Search Config or Table Configuration. Option B is correct because the Search Context record must be associated with the Workspace Search Config (or the relevant Table Configuration) so that the Agent Workspace knows which search context to invoke when generating article suggestions. Option E is correct because the Search Context itself must be configured with the appropriate Knowledge Base search sources, otherwise the context has nothing to query and no suggestions will be returned. Together, B and E form the required pairing: a properly sourced Search Context that is then linked to the workspace search configuration. Option A is wrong because legacy CMS site parameters are unrelated to Agent Workspace article suggestions. Option C is wrong because suggestions are delivered through the standard Search Context/Search Config framework, not a custom kb_knowledge business rule using WebSockets. Option D is wrong because modifying the global 'kb_suggestion_widget' UI macro is not a required configuration step and is not the supported mechanism for enabling suggestions.

Answer

Enable legacy CMS site parameters in System Properties

Answer

Write a custom business rule on kb_knowledge to push suggestions via WebSockets

Answer

Modify the global UI macro named 'kb_suggestion_widget'

Question 18

An implementation specialist is designing a reporting strategy for CSM Service Level Agreements. Which THREE metrics or tables are critical for comprehensive SLA reporting? (Choose three.)

Accepted Answer

Task SLA [task_sla] table for tracking runtime durations, breach counts, and compliance percentages.. Option C, the Task SLA [task_sla] table, is correct because it is the transactional record that stores each task's SLA instance, including fields like business duration, elapsed time, breach time, and has_breached, which are the foundation for runtime duration, breach count, and compliance percentage reporting. Option D, the Contract SLA [contract_sla] table, is correct because it holds the SLA definition configuration—such as target thresholds, schedule, and start/stop/pause conditions—which is needed to report on the SLA terms and targets themselves. Option E, Performance Analytics indicators targeting SLA breach counts and resolution rates, is correct because PA indicators and breakdowns aggregate task_sla data into trended KPIs, enabling comprehensive SLA performance reporting beyond raw table queries. Option A is not correct because the SLA Workflow [sla_workflow] table relates to Workflow/Flow execution on the SLA engine, not to the SLA runtime durations or compliance metrics required for SLA reporting. Option B is not correct because the Sys Audit [sys_audit] table records field-level change history for auditing, not the elapsed seconds on active SLA timers, which are stored on task_sla.

Answer

SLA Workflow [sla_workflow] table for analyzing workflow canvas execution durations.

Answer

Sys Audit [sys_audit] table for tracking every second elapsed on active SLA timers.

Question 19

An organization wants to ensure that when an account's credit status changes to 'Hold', all open cases for that account are automatically placed on hold and agents are notified. How should an administrator configure this?

Accepted Answer

A Flow Designer flow triggered when Account status changes to 'Hold'. A Flow Designer flow triggered when Account status changes to 'Hold' is the correct configuration. The flow can be triggered on the Account table when the credit status field changes to 'Hold', then query all open cases for that account, update their state to 'On Hold', and send notifications to agents. This provides a centralized, automated solution.

Answer

An ACL restriction

Answer

A Data Policy on the Account table

Answer

A client script on the Case form

Question 20

A client wants to implement a custom case lifecycle where agents can move a case from 'Awaiting Info' directly to 'Cancelled', but only if the user has the 'sn_csm.manager' role. Where is the best place to configure this restriction?

Accepted Answer

Case State Flows configuration. Case State Flows configuration in ServiceNow CSM allows administrators to define allowed transitions between states and apply role-based conditions to those transitions. By configuring the state flow, you can restrict the transition from 'Awaiting Info' to 'Cancelled' to only users with the 'sn_csm.manager' role. This is the centralized place for managing case lifecycle transitions and their permissions.

Answer

Client Scripts on the Case form

Answer

Dictionary Overrides on the State field

Answer
