Question 4

Your organization requires that when a case is created with a priority of High, the SLA timer must pause automatically if the case status changes to Waiting on Details. How should you configure this requirement?

Accepted Answer

Configure an SLA configuration record with a pause condition where Case Status equals Waiting on Details.. Configuring SLA Pause conditions within the Customer Service admin center allows organizations to define specific status values that temporarily halt time tracking. This ensures agents are not unfairly penalized against service-level agreements while waiting for necessary customer inputs or third-party vendor responses.

Answer

Create an automatic record creation and update rule that modifies the SLA KPI definition when status changes.

Answer

Define a custom Power Automate cloud flow that recalculates the warning and failure times whenever the case status changes.

Answer

Implement an escalation path in the entitlement setup to suspend the SLA KPI instance.

Question 5

You need to automate the creation of cases from incoming emails. What is the most efficient way to achieve this in Dynamics 365 Customer Service?

Accepted Answer

Automatic record creation rules. Automatic Record Creation (ARC) rules are the native, highly configurable way to convert emails into cases. By using ARC, you can define specific conditions under which a case should be created, map email fields directly to case attributes, and automatically link the case to the correct customer record. This streamlined approach minimizes manual data entry, ensures no customer requests are missed, and significantly speeds up the initial case intake process for the support team.

Question 8

Refer to the exhibit. An administrator has configured the routing logic shown in the JSON snippet. A new case is created where the priority is set to 'High' (value 1) and the customer is a 'Contact'. Which of the following statements correctly describes what will happen to this case?

Accepted Answer

The case will not be routed by this specific rule because the customer type condition is not met.. The routing rule logic uses an implicit 'AND' condition for the fields defined in the conditions array. Because the case's customer is a 'Contact' rather than an 'Account', the second condition fails. As a result, the rule will not trigger, and the case will fall through to the next rule in the set or the default queue.

Answer

The case will be routed to the 'Priority Tier 1' queue because the priority is High.

Answer

The case will remain unassigned and will not be moved to any queue.

Answer

The rule will fail to evaluate because 'customerid_type' is not a valid field for routing.

Question 9

A supervisor notices that certain cases are being routed to the 'General' queue instead of the 'Specialized' queue, even though they meet the criteria. Upon investigation, you find multiple routing rules with overlapping conditions. How does the Unified Routing engine decide which rule to apply?

Accepted Answer

It evaluates rules in the order they appear in the rule set and stops at the first match.. The order of rules in a routing rule set is critical because the engine evaluates them sequentially from top to bottom. Once a work item matches the criteria of a rule, the engine executes that rule's action and stops further evaluation, making the sequence a primary factor in routing outcomes.

Answer

It applies the rule that was most recently created.

Answer

It applies all rules that match and uses the last one in the list.

Answer

It uses a weight-based system to determine the most 'accurate' rule match.

Question 10

Refer to the exhibit. A consultant is reviewing a session template configuration for cases. What will be the result when an agent opens a case record using this template?

Accepted Answer

A new session will start, and the 'incident_customer_summary' tab will be the anchor.. The exhibit defines the behavior of an entity-based session. The 'msdyn_anchortab' field is crucial as it specifies which application tab will be the primary, non-closable tab for the session. In this case, the 'incident_customer_summary' tab will be the first thing the agent sees and cannot be closed.

Answer

The session will open with the customer's account form as the main tab.

Answer

The agent will be prompted to choose which tab to anchor before the session loads.

Answer

The session will fail to load because the session type is set to 'entity'.

Question 11

Refer to the exhibit. A consultant is reviewing the routing configuration for a technical support workstream. Based on the provided logic, what will happen if an incoming case requires the 'Azure' skill but all agents with that skill are currently at full capacity?

Accepted Answer

The case stays in the queue until an agent with the 'Azure' skill becomes available.. In Unified Routing, the matching logic determines how the system handles skill requirements. When set to 'Exact Match' with a Round Robin logic, the system seeks available agents who possess the required skills. If no agents with the matching skill are available within their capacity, the item remains in the queue until a qualified agent becomes free.

Answer

The case is immediately routed to the default queue for general handling.

Answer

The skill requirement is dropped and the case is assigned to any available agent.

Answer

The case is assigned to the agent with the lowest capacity usage regardless of skills.

Question 12

A Customer Service manager requires a custom report that aggregates data from external sources and displays it within the Case form. Which integration pattern should you use to ensure real-time data visibility?

Accepted Answer

Virtual Tables.. Virtual Tables are the recommended solution for integrating external data without storing it in Dataverse. They allow the system to treat external data as if it were a native entity, providing a seamless user experience while maintaining the single source of truth in the external system and ensuring high-performance data retrieval for real-time reporting needs.

Answer

Power Automate to sync data every hour.

Answer

Azure Data Factory pipeline.

Question 13

A manager wants to ensure that agents are only assigned work if they have a 'Technical' skill level of 3 or higher. Which routing method should be configured to enforce this requirement?

Accepted Answer

Skill-based routing. Skill-based routing allows organizations to match work items with the most qualified agents. By defining skills and proficiency levels, the routing engine can filter the available agent pool to find those who meet or exceed the specific requirements of the work item, ensuring high-quality resolutions and efficient use of specialized personnel.

Answer

Round robin

Answer

Least active

Answer

Presence-based routing

Question 14

Refer to the exhibit. You are troubleshooting a routing issue in Unified Routing. Conversations from French-speaking customers are not reaching the French_Support_Queue. Given the JSON configuration, what is the most likely cause for this failure?

Accepted Answer

A classification rule is missing to populate the context variable.. The exhibit shows a routing rule configured for a specific language condition. If conversations are not reaching the queue, the issue is typically that the 'customer_language' attribute has not been populated by a classification rule. Without a classification rule to map the incoming message data to the 'customer_language' context variable, the routing engine evaluates the condition as false, preventing the record from being routed to the French queue.

Answer

The capacity profile is not attached to the workstream.

Answer

The queue has no active agents assigned to it.

Answer

The routing rule has a syntax error in the JSON structure.

Question 15

Refer to the exhibit. You are implementing a custom plugin to handle case routing. Which method should you use to register this logic within the Dynamics 365 environment?

Accepted Answer

Register the assembly using the Plugin Registration Tool.. Custom plugin logic must be registered using the Plugin Registration Tool (PRT). The PRT allows you to associate your compiled assembly with specific stages of the Dataverse execution pipeline, such as the pre-operation or post-operation stage. This is a critical step because improper registration can lead to performance degradation or infinite loops, which could cripple the entire Customer Service system if not managed correctly.

Answer

Use the Power Apps portal to upload the code file.

Answer

Add the code directly to a JavaScript web resource.

Answer

Configure an Azure Function in the Power Platform Admin Center.

Question 16

Refer to the exhibit. An agent reports receiving this error when trying to publish a knowledge article. What should you do to resolve this?

Accepted Answer

Update the security role permissions. The error clearly indicates a security role permission issue. In Dynamics 365, users require specific privileges to perform lifecycle actions on entities like 'Knowledge Article'. By updating the agent's security role to include 'Write' and 'Publish' permissions on the Knowledge Article entity, the administrator resolves the restriction. This ensures agents can complete their work without technical blockers while maintaining the principle of least privilege by only granting access where strictly necessary for their role.

Answer

Grant the System Administrator role

Answer

Rebuild the knowledge management search index

Answer

Reset the agent's user profile

Question 17

An organization uses unified routing in Dynamics 365 Customer Service. Agents are assigned to queues based on their product expertise. A supervisor reports that Tier 2 support agents are missing urgent cases because their primary capacity is frequently exhausted by routine Tier 1 chat sessions. You need to ensure Tier 2 agents preserve capacity for urgent cases. What should you configure?

Accepted Answer

Create separate capacity profiles for Tier 1 and Tier 2 agents, assigning distinct work item units and maximum capacity limits.. Configuring distinct capacity profiles allows administrators to assign specific work item weights and maximum capacities to different groups of agents. By setting separate profiles for Tier 1 chats and Tier 2 cases, supervisors ensure that high-priority work never gets blocked by routine intake streams. This mechanism is critical for maintaining Service Level Agreements across diverse support channels within unified routing.

Answer

Configure unified routing diagnostic tools to audit capacity usage patterns for Tier 2 agents across all active sessions.

Answer

Modify the default work distribution stream to prioritize cases over chats by adjusting the rule set sorting order.

Answer

Set up record-identification rules to automatically route Tier 2 cases to a designated fallback queue when agent capacity is full.

Question 18

You are configuring the representative experience in Dynamics 365 Customer Service. Agents have reported that they cannot see the 'Knowledge Base Search' control within the case form. You need to ensure that the control is available. What should you do?

Accepted Answer

Add the Knowledge Base Search control to the case form using the form designer.. The Knowledge Base Search control is a form component that must be added to the case form by a customizer using the form designer. Once added, agents can use it to search for relevant knowledge articles directly from the case record. Enabling features or assigning roles does not automatically place the control on the form.

Answer

Enable the 'Knowledge Management' feature in the Customer Service Hub app.

Answer

Configure the 'Knowledge Base Search' control in the agent's personalization settings.

Answer

Assign agents the 'Knowledge Manager' security role.

Question 19

You are using the Customer Service workspace and need to create a custom channel integration. Which technology allows you to pass data from a custom channel provider to the Dynamics 365 agent interface?

Accepted Answer

Channel Integration Framework (CIF) API. The Channel Integration Framework (CIF) provides a robust JavaScript API that allows external systems to communicate with the Dynamics 365 environment. By utilizing the CIF library methods, such as 'notifyEvent' or 'setContext', developers can pass real-time data from a third-party telephony or chat provider directly into the agent workspace, enabling context-aware interactions and improved productivity during customer engagements.
